Self-service has made it easier for customers to check balances, reset passwords, track transactions, and find quick answers without ever speaking to an agent.

That sounds like progress. And it is.

But it also changes what actually reaches the frontline. The customer calling today has probably already tried the app, the chatbot, the FAQ. They're calling because something didn't fit the script.

A transfer is stuck. A payment was reversed but the money hasn't returned. An account is restricted and no one has explained why. By the time that call reaches an agent, frustration is already high, and there's no easy button left to press.

So frontline teams need more than speed now. They need judgment, empathy, context, and the actual authority to resolve the problem, not just log it and move on.

Automation should take the simple work off our plates. It shouldn't leave people alone with the hardest conversations and expect the same average handle time as before.
