Last week, a customer needed her disputed transaction explained properly. She had questions, and she deserved real answers, not a rushed script. But my average handle time was already flagged for the week.
So I stood there, mentally, trying to be thorough enough for her and fast enough for my dashboard. That tension is real, and it happens dozens of times a day for frontline agents.
Leadership measures efficiency. Customers expect empathy and time. Nobody is wrong. But somebody still has to reconcile both, in real time, call after call, with no room to think it through.
This is the part of customer service that rarely makes it into a KPI report: the mental math agents do every single day just to keep both sides satisfied.
Maybe the metric that matters most is not just how fast we solve a problem, but how well.
